Five minutes or the lead is gone
Why speed-to-lead on chat and callback decides who gets the job, and how one Customer Agent keeps phone and web in the same conversation.

At 2:14 p.m. someone opens chat on your site: "Do you service 78745, and can you come tomorrow for no AC?" Your CSR is on a live call. The tab stays orange. At 5:05 p.m. someone types a polite apology. The homeowner already booked the company that answered at 2:16.
That is not an after-hours problem. It is a speed problem in the middle of the day.
What the research actually says
In 2011, Harvard Business Review published an audit of 2,241 U.S. companies and how they handled web-generated test leads ("The Short Life of Online Sales Leads"). Among firms that responded within 30 days, the average response time was 42 hours. Twenty-three percent never responded at all. Firms that tried to contact a prospect within an hour of the query were nearly seven times as likely to qualify the lead as those that waited even an hour longer.
A separate InsideSales.com lead-response study associated with James Oldroyd (often summarized with MIT) found contact and qualification odds collapse hard between five minutes and thirty minutes. The exact multipliers get mangled in marketing blogs. The shape of the curve does not: wait half an hour and you are playing a different game.
Translate that to a service shop. A chat that sits until "we call them back after lunch" is not a CRM task. It is a lost job with a timestamp.
